Tecnologías cognitivas: más inteligencia, mejor atención
La incorporación de nuevas tecnologías de IA al mundo de los chatbots y los asistentes virtuales mejora la eficiencia y los resultados en las interacciones con los clientes.
Los chatbots y los asistentes virtuales tienen mucha mayor presencia de la que sospechamos: aparecen en un lateral ofreciéndonos ayuda en sitios web de empresas de diversas industrias y atienden el teléfono cuando necesitamos hacer un reclamo, dejar un comentario o resolver algún inconveniente. Y aunque muchos no lo sepan, estos sistemas operan con tecnologías cognitivas.
Un informe de Futurum Research -una firma independiente de investigación y asesoría enfocada en tecnología- anterior a la pandemia aseguraba que para 2030 el 67% del engagement y el 69% de las decisiones del cliente se efectivizarían frente a algún tipo de máquina responsable de la atención. Todo hace pensar que estos números se aceleraron en el último año al mismo ritmo que lo hizo la vida digital.
¿Por qué se las llama “tecnologías cognitivas”? Porque estos asistentes virtuales han logrado grandes avances en materia de inteligencia: desde entender el lenguaje natural o comprender los contenidos de un documento, hasta interpretar un mapa o traducir un texto; con un nivel de precisión altísimo.
Estas características -sobre las cuales se investiga todo el tiempo, lo que se traduce a su vez en continuas mejoras-, son las que hacen que este tipo de tecnologías sean cada vez más populares. De hecho, diversos estudios de mercado coinciden en que los chatbots fueron el canal de interacción con los clientes que más crecimiento demostró a lo largo del 2020.
Asistentes del futuro con tecnologías cognitivas
¿Qué se puede esperar en el futuro inmediato? Por lo pronto, una mayor capacidad predictiva, de forma que el mismo dispositivo de atención sea capaz de anticipar determinados tipos de problemas, contactar a los clientes antes de que estos lo hagan y darles una solución. También, considerando las habilidades de comprensión de contexto mencionadas, se espera que sean capaces de mantener charlas más “humanas”. Esto significa que si una persona está abriendo una cuenta corriente y, al mismo tiempo, desea consultar por un crédito hipotecario, sea posible para el asistente atender ambas solicitudes en simultáneo.
Para un plazo más largo, se estima que las tecnologías cognitivas podrían generar la capacidad de comprender determinadas emociones para producir empatía con los clientes.
Ventajas del presente
Pero vamos paso a paso. En la actualidad, la automatización de procesos de atención, tanto externa como interna, permite dar soluciones óptimas e inmediatas, ofrecer un servicio ininterrumpido, entregar la mayor eficiencia posible y, como resultado de todo lo anterior, más la capacidad de aprendizaje. Todo esto habilita a estas tecnologías a mejorar de manera permanente la calidad de las respuestas, construir una mayor satisfacción y niveles de fidelidad más altos por parte de los clientes.
Desde el punto de vista de quien consume el servicio, el impacto en la experiencia general es notable. Por un lado, disminuyen los tiempos de demora. Al no ser necesario un “operador físico” que tome las llamadas, que devuelva el chat o que responda el correo electrónico, la capacidad de ingreso de nuevas solicitudes es prácticamente ilimitada. Los bots no necesitan concentrar su atención en una sola persona, sino que participan de múltiples interacciones en simultáneo.
Fluidez y satisfacción
Por otra parte, el proceso se canaliza con mayor fluidez. Una de las grandes molestias que debía atravesarse durante un reclamo, era el modelo escalar por el cual se llegaba a hablar con hasta cuatro o cinco interlocutores en un mismo llamado. Incluso, era necesario repetir los mismos datos una y otra vez. Los bots toman la información que necesitan al principio de la interacción y que les permitirá ejecutar el proceso íntegro.
Para la empresa emerge otra ventaja clave: se evita la intervención humana en procesos repetitivos y tediosos para derivar ese talento a actividades que permitan generar un valor agregado para la organización.
